This is second in a series of posts on communication in collections. The second topic is empathy.

Empathy is the single greatest tool in the arsenal of a successful collector. Sympathy, however may have a damaging effect on all the good will created to reconcile a delinquency. Sympathy can create the impression that we are looking down on the customers, which in turn can lead to a negative response and eventually, to lack of any future contact. Understanding the frustrations that can arise with being a debtor, paired with an empathetic relationship management can create settlements that will leave all parties in a better situation.

It is no secret that Collections is a high stress industry where agents must always be vigilant and on their toes. That makes it vital to ensure that the agency has the right framework in place, to help agents develop their skills and develop new strategies to increase productivity. By monitoring agent performance through speech analytics, FSDM can greatly assist agents to pinpoint trouble areas. It can develop training strategies to help them remedy weak points, enhance new skills, and maximize their productivity. By investing time and resources into agents, the agency is able to create a culture where the collectors are given the proper tools to grow themselves. The Collections industry has initiated a shift towards an uncharted future. A major segment of that future comprises of the fact that a new approach is needed to truly meet the needs of our clients. And that is simply - bringing empathy into the calling process and recognizing that everyone is struggling for a solution. People want to count on someone, to help them through their delinquency and assist them through the process. Taking out time to empathetically listen to customers and to attend to their struggles. Helping to find a solution where obligations can be met, without being left in a position, worse than before. It’s about acting as counsellors to help with the outstanding balances, by giving them the tools required to better manage their delinquent debt and meeting the client’s needs. The Collection process works best through empathising with the customer’s situation and thus understanding the human psyche on the other end of the line.
